Customer support for a Singapore Shopify store
Singapore shoppers expect to ask a quick question before they buy and to get help fast when an order goes wrong. For most small stores that means a mix of on-site chat, WhatsApp and email, backed by pages that answer the common questions without a message at all. This guide covers Shopify Inbox, your WhatsApp options, self-serve tracking and returns, and the PDPA points to keep in mind when customers share details in chat.
This is general information, not legal advice. It summarises Shopify, WhatsApp and PDPC sources as of the date above. Features change, so check your admin and the app listings before you set up.
Start with fewer questions
Most support messages are about where an order is, delivery times, returns and sizing. Answer these before anyone has to ask:
- A clear shipping page with couriers, delivery windows and cut-off times. Our shipping guide covers local options.
- A returns and refund policy that matches what you actually do. See our returns and refunds guide.
- An FAQ page and product pages with sizes, materials and care details.
- Your support hours and the channels you answer, shown in the footer and on the contact page.
Order status page and self-serve tracking
Shopify's order status page is where customers track their order. Once you add a tracking number, they can come back to see shipping updates without contacting you, with real-time updates for supported carriers. Customers can sign in to their account, or verify their email or phone number with the order number.
Make sure every shipment has a tracking number and that your shipping notifications link to this page. For returns, Shopify's self-serve returns and cancellations let customers request a return or cancel unshipped items from the same page, within the rules you set. You review and approve each request in the admin.
Shopify Inbox for on-site chat
Shopify Inbox is Shopify's own chat app. According to its Help Center pages, it's available on the Basic, Grow, Advanced and Plus plans, and it:
- Adds a chat to your online store that staff answer from the desktop app or the iOS and Android apps, as described in managing conversations.
- Lets staff share product links, discount codes, images and videos in the conversation.
- Offers an optional Inbox agent that can answer for you on all conversations, only when your staff are unavailable, or never. It needs new customer accounts.
- Can require customers to sign in before chatting with staff, so you know the person asking about an order owns it. Order lookup always needs the customer to sign in.
If you turn on the AI agent, review its conversations regularly and keep your policies and product information accurate, because that's what it answers from.
WhatsApp: the Business app vs the Business Platform
WhatsApp's own comparison describes two main options:
- WhatsApp Business app: free to download, aimed at small businesses, with a business profile, a catalogue and tools for automated greetings and quick replies. It supports one phone number, so it suits a founder or a small team sharing a phone.
- WhatsApp Business Platform (the "WhatsApp API"): not an app but a set of APIs for multiple agents, automation, templates and integration with other systems. It's charged per message or conversation and needs a developer or a Meta Business Messaging Partner to set up.
Shopify integrations that send messages automatically use the Platform. Meta's own WhatsApp app for Shopify connects a WhatsApp Business Account and sends order updates to shoppers who opt in at checkout; its listing says Meta may bill messaging charges separately.
WhatsApp apps and Shopify Messaging
For a simple "chat with us on WhatsApp" button that opens a conversation with your number, small apps add a floating widget to your store. Examples with live App Store listings include SeedGrow WhatsApp Chat Widget and Click2Chat. These work with the free Business app because the customer starts the chat.
Shopify Messaging, formerly Shopify Email, now covers email, SMS and WhatsApp marketing, according to its Help Center page. Shopify's WhatsApp requirements say WhatsApp campaigns are available globally with exceptions such as the United States and China, so Singapore stores are not excluded. You connect a WhatsApp Business Account through Meta's signup. That's a marketing tool, so the consent rules below apply.
Response expectations
There's no legal response time for general enquiries in Singapore, so set your own and keep to it. Show your hours on the chat and contact page, set Inbox availability so customers know when someone is online, and set an automated reply on WhatsApp for messages outside hours. A short acknowledgement with a realistic time for a full answer is better than silence. Handle anything involving a payment problem, a missing parcel or a faulty item first.
PDPA when handling customer data in chats
Names, phone numbers, addresses and order details shared in chat are personal data under the PDPA. The PDPC's advisory guidelines on key concepts explain the obligations, including consent, purpose limitation, protection and retention. In practice:
- Only ask for what you need to solve the issue, such as an order number, not a full address or ID number.
- Never ask for card details in chat. Send a checkout or invoice link instead.
- Use a business phone and account, not a staff member's personal WhatsApp, and remove access when staff leave.
- Mention chat and WhatsApp in your privacy policy, including any apps that process messages.
Our PDPA guide for Shopify stores covers policies, breaches and access requests in more detail.
Marketing over WhatsApp: the DNC rules
A customer messaging you for help doesn't mean they've agreed to receive promotions. Marketing messages to Singapore numbers fall under the PDPA's Do Not Call provisions. We cover consent, DNC checks and opt-outs in our abandoned cart, email and SMS guide, so we won't repeat them here.
Handling returns requests
When a return request arrives by chat or WhatsApp, move it into Shopify so it's tracked: point the customer to self-serve returns or create the return in the admin. Ask for photos for damaged or faulty items, and reply in line with your policy and the lemon law, as explained in our returns guide.
A simple support setup
- Shipping, returns and FAQ pages that answer common questions.
- Tracking numbers on every order and the order status page linked in emails.
- Shopify Inbox for on-site chat, with hours set.
- A WhatsApp Business number, linked from a chat button, for customers who prefer it.
- One shared support email.
If you also sell through Instagram or Facebook, see our Instagram and Facebook guide for handling DM orders. For the other apps worth installing, read Shopify apps a new Singapore store actually needs.
Frequently asked questions
Is Shopify Inbox free to use?
Shopify Inbox is Shopify's own chat app and is installed from the Shopify App Store. Shopify's Help Center says it's available on the Basic, Grow, Advanced and Shopify Plus plans. It lets your staff chat with visitors to your online store and can optionally use an AI Inbox agent.
Should I use the WhatsApp Business app or the WhatsApp Business Platform?
WhatsApp says the free WhatsApp Business app suits small businesses and works on one phone number. The WhatsApp Business Platform, often called the WhatsApp API, is a set of APIs for larger teams that need multiple agents, automation and integrations, and it charges per message or conversation. Shopify Messaging and Meta's WhatsApp app for Shopify use a WhatsApp Business Account on the Platform.
Can customers track orders without messaging me?
Yes. Shopify's order status page lets customers check their order and see shipping updates once you add a tracking number. Self-serve returns let them request a return or cancellation from the same page.
Does the PDPA apply to WhatsApp and chat conversations?
Yes. Names, phone numbers, addresses and order details in chats are personal data under the PDPA. Collect only what you need for the purpose, protect it, and don't keep it longer than necessary. Marketing messages to phone numbers also fall under the Do Not Call rules.
Can I send promotions to customers who contacted me on WhatsApp?
Not just because they messaged you. Marketing messages to Singapore phone numbers are covered by the PDPA's Do Not Call provisions, so you need clear consent or a valid DNC check. Our abandoned cart and SMS marketing guide covers the rules.
